在許多 SaaS 與訂閱制公司裡,客戶成功(Customer Success,CS)團隊常常出現一個尷尬現象:明明知道 CS 很重要,卻總是「長不完整」。 不是沒有人,而是角色模糊; 不是沒做事,而是流程斷裂; 不是不努力,而是公司其實還沒走到「適合 CS 完整發揮」的階段。 在這一集,我們從多年觀察台灣 SaaS 與 B2B 公司的實務經驗出發,系統性整理出:「公司在成長過程中,CS 團隊必經的四個成熟階段」,並說明為什麼 CS 常常會「卡在半路」。 ■ 本集重點內容: 第一階段|業務全包期:先簽約,再想辦法撐住 在 ARR 尚未成形時,業務往往一人身兼銷售、導入、教學與售後。 這是生存階段,但也最容易留下體驗不一致與留存風險。 第二階段|跨部門虛擬 CS:大家一起救火 行銷、客服、業務輪流回覆客戶,資訊散落在 LINE、Email、通話紀錄中。 反應很快,卻難以追蹤、分析與複製。 第三階段|CS 部門成形:從被動回應走向主動服務 開始有明確角色(CSM)、基本 SOP 與客戶旅程設計, CS 不再只是回答問題,而是開始關心「客戶是否真的用起來」。 第四階段|數據化與自動化:效率不是靠加人,而是靠系統 導入健康度指標、使用行為分析、自動化旅程, 讓 CS 能在不無限加人的情況下,持續放大影響力。 ■ 這一集想讓你帶走的三個思考問題: 我們現在的 CS,其實處在哪一個階段? 下一個階段真正需要的是「人、流程,還是工具」? 我們是否還在用「人的記憶」,而不是「系統」來經營客戶?
